Follow one customer request from start to end. Note where staff find facts and where work changes hands. Mark each choice that needs judgment. Record the proof that closes the case.

Make every handoff visible

The brief should show what happens now, who decides, and where the team must review a change.

  1. Select one inquiry type rather than the entire contact centre.
  2. List the systems and data staff consult during that inquiry.
  3. Mark the points that require human judgment or escalation.
  4. Agree the quality, service, and review evidence before testing a change.

Control boundary

Keep a named person responsible for the exception

If the work uses AI or an automated step, state what it may support. State what staff must handle and who reviews errors. Put these rules in the brief before launch.
